As a customer, you are probably looking for a phone number first. TikTok Shop does not run a public hotline in Germany.
Here is how to get help anyway: Open your orders in the TikTok app and select the order in question. From there, you can message the seller directly, check your order status or start a return. For problems with the platform itself, use the help center in the app.

What TikTok measures: the 24-hour response rate
The 24-hour response rate is the share of your customer messages that receive a response within 24 hours. Only customer-initiated chats count toward the calculation. TikTok expects a 24-hour response rate above 85%. Below 90% you already get a warning, below 85% enforcement measures apply. That includes an Order Volume Limit: TikTok then caps how many orders your shop can accept. Weekends are regulated too, with one condition attached: TikTok only excludes Saturday and Sunday messages from the 24h rate if all three chatbots are activated. You still have to answer them, by Monday, 12:00 noon local time. If you are offline on Sundays, you have merely moved the deadline: to Monday noon. Activating the bots is a de facto requirement.
Marketplace deadlines shaping the daily routine is nothing new for many merchants. So on weekends I always have to check: okay, is anything still open, or do I need to hit resolve?" TikTok Shop brings exactly that pressure, just with a harder sanction behind it.
The three native DM bots and their two pitfalls

Second, and this is the part hardly anyone knows: Automated replies and FAQ responses do not count as a response under the EU Customer Service Policy. If your bot only sends a "Hi, how can we help?" or an FAQ snippet, the 24-hour clock keeps running. This is exactly where merchants miss the threshold, even though the inbox looks fully answered.
On top of that comes a transparency requirement: The policy obliges you to clearly inform customers whenever they receive an automated or AI-generated reply.
In practical terms: The bot is a filter, not an alibi. As soon as it fails to actually resolve a request, that message needs a real response within the deadline.
